What goes wrong when AI takes over the phone?

The best restaurants serve not just food but human connection. Yet as the economics of the industry change for the worse, the question becomes: How much human connection can a restaurant afford?

Take the reservation line: While there used to be hosts on the other end of the phone, the bots are taking over. Last week, The Standard wrote about a new San Francisco AI company called Hostie, which promises exhausted restaurant owners that it “handles your calls, texts, and emails,” plus takes reservations and places orders — a dream come true. Started by a local restaurateur, Hostie is now working the phones at Flour + Water, Burma Love, and Fiorella (pictured).

I put in a few calls to these restaurants this week to feel out the AI experience. When I rang Fiorella, an AI called “Jasmine” immediately introduced itself (herself?) and said, “Hi! You can ask me about anything! And let me know if you’d like to speak to a host!” Apparently, the host answers only if someone at the restaurant is available; otherwise, you get voicemail.

“Do you have gluten-free pizza?” I asked Jasmine. She enthusiastically responded, “OK, one sec!” and seemed pumped to get me an answer. It turns out Fiorella does not have gluten-free pizza, but for more information, I could email info@flourandwater.com. That's right — Jasmine gave me the contact for the wrong restaurant. “Shit,” said Fiorella chef and co-owner Brandon Gillis when I told him about the bot's faux pas. “It sounds like someone did a little copy and paste.” 

Gillis, who is at heart an old-school restaurateur, told me he'd looked into hiring a human-run call center for his restaurants, but it would cost more than $1,000 a month, whereas Hostie is a couple of hundred. “I mean, I worked in New York for Danny Meyer at Tabla, and there were like two to three people manning the phones all day,” he reminisced. “It’s wild how much has changed.”

Still, he thinks Hostie has obvious advantages over the human option. “AI’s not going to quit on me; I don’t have to train her,” he said. “She’s never having a bad day.” 

Of course, some restaurateurs are willing to put up with human foibles. John and Elena Duggan, the prolific owners of Original Joe’s and its offshoots, told me last year that they will always have someone answering the phone, even if it kills them. So I called up Little Original Joe’s in the Marina to make sure they hadn't bowed to the bot themselves. After I pressed “2” and listened to some tedious hold music in the form of a downtempo drum machine, a woman finally answered — a real one.

She seemed distracted (was I projecting?) and had to put me on hold twice while she asked her manager if I could book a large party. I hung up feeling mildly annoyed by how long it’d taken to get an answer. 

So which is better? A bot or a human? Whereas Jasmine was pretty helpful — a total go-getter — our one-sided conversation felt empty. It was like using Pam instead of butter: efficiency with zero flavor. With the Little Original Joe’s host, at least I was frustrated with a human — a feeling that is comfortingly familiar.
